Three failure stances on CC AI — evangelist, dismisser, drifter — lose the operation differently. Disciplined optimism is the middle stance, and the one that earns standing over years.
The three failure stances
The evangelist believes every vendor claim, signs every pilot, scales without evidence, and burns budget and credibility. The dismisser treats AI as overhyped noise, refuses to engage, and watches the operation fall behind. The drifter has no stance, signs what gets put in front of them, and accumulates AI debt — unused licences, half-deployed tools, no operating model.
Each stance is easy to slip into. Each loses the operation differently.
Disciplined optimism
The middle stance. Engaged, sceptical, evidence-led. Invest where value is named and evidence calibrated; refuse where vendors can’t show production reference customers, pilots lack pre-specified success criteria, or HITL is removed too early; retire unused tools, degraded models, and your own past initiatives the evidence no longer supports.
Calibrated against vendor claims, internal enthusiasm, your own enthusiasm, and fear. Credibility compounds.
Leading the workforce through the change
CC AI is a workforce change. Honesty about the trajectory, investment in re-skilling, transparency on the operating model, engagement with the frontline, calibration with the leadership team. Saying "no impact" isn’t credible; saying "we’ll work it out together" is.
The leader who carries the workforce with the change earns the next round of change; the leader who doesn’t pays for it twice.
The closing principle
CC AI is a means, not an end. The end is the same end that runs through every operational discipline — better outcomes for customers, agents, and the operation. AI is one route; sometimes the right route; sometimes not.
The leader who keeps that front of mind runs an operation that gets the value of AI without the failure patterns.
