Fifteen VoC failure patterns — the catalogue and the remediations

Voice of Customer · ~8 minute read

Most VoC programmes fail in well-trodden ways. The patterns repeat; the remediations are known. The honest self-diagnosis is where the fix starts.

Five failures of measurement

Survey-fatigue spiral — response rates fall; more surveys sent; customers disengage further. Gamed scores — routing to surveys selectively; prompting for high scores. Gaming-by-routing — difficult contacts routed away from survey eligibility. Selective reporting — only the favourable in the slide. Single-metric obsession — NPS only; the rest unused.

Each remediation is straightforward: cap and coordinate surveys; de-link score from individual reward; audit eligibility; calibrated honesty as policy; portfolio of metrics.

Five failures of interpretation

Headline-only on the deck; cherry-picked window; composite without decomposition; verbatims unread; complaints siloed from VoC reporting.

Each remediation: distribution alongside score; trend, not snapshot; decomposable composites; weekly verbatim sampling; complaints integrated into VoC review.

Five failures of action

Strategic-deck-only programme; closure as completion (closure rate 98%, satisfaction with closure 30%); vulnerable customers unheard; politics over evidence; one-off programmes that decay when champion leaves.

Remediations: monthly operational review with decision-makers; measure satisfaction with closure; separate vulnerable-customer listening; independent reporting line; governance institutionalising the discipline.

Honest self-diagnosis

A useful exercise: rank these 15 patterns by presence in your programme (1 = absent, 5 = severe). Identify the top three. Pick one to address in the next quarter. Re-rank annually; track the delta.

A programme that diagnoses itself honestly is already showing the discipline that addresses the failures.

The closing principle

Most VoC failures are not unique; the patterns repeat; the remediations are known. Rank yours honestly, pick one to address, and the discipline is already starting.
